- Manage large-scale projects targeting efficiency gains and enhanced member experiences, and direct the Workforce Management team to monitor real-time performance and adherence to defined schedules and off-line activity.
- Oversee forecasting and scheduling models, as well as workforce management tools, to forecast call volume, create staffing requirements, and generate work schedules, and prepare both daily and long-term staffing requirements, adjusting schedules based on dynamic needs.
- Develop and monitor performance metrics to assess the effectiveness of service operations and identify areas for improvement, and serve as the primary liaison between Commercial Service Operations business units and IT to develop joint plans for system implementations and enhancements.
Requirements and Qualifications
To be successful in this role, candidates should possess a unique combination of education, experience, and skills. The essential requirements include:
- A Bachelor's Degree, or in lieu of a Bachelor's degree, an additional 4 years of relevant work experience, in addition to the required work experience.
- 8 years of experience in service center operations or Scheduling/Forecasting within a Call Center environment, with a deep understanding of service delivery and operational efficiency principles.
- 3 years of management experience in workforce management or service optimization related fields, with a proven track record of leading teams and driving operational efficiencies.
Nice-to-have qualifications include:
- An MBA or equivalent master's level degree, demonstrating advanced knowledge of business principles and strategic management.
- Experience with CRM systems (i.e., Salesforce), telephony solutions (i.e., NICE, GENESYS), AI-driven insights platforms, and customer engagement technologies, with a strong understanding of how to leverage technology to drive operational efficiency and member experience enhancement.
